My mind was racing after a recent #ICMIchat on the subject of contact center quality programs. As
the group exchanged ideas I felt inspired to develop my qualities philosophies into something you
could implement to improve your quality program today!
This might sound familiar – a 100+ point quality form that covers everything from how to answer
the phone to the number of times you should use the customer's name. Line by line the agent is told
all the ways they could improve with a final "pass/fail" score.
As Ladona Stork discusses in her article, Why You Should Stop Nit–Picking Your Call Center Rep 's
Work, line by line nit–picking doesn't work. Specifically, Ladona points out 2 common issues with
this approach:
1. The agent becomes overwhelmed
2. The agent feels unappreciated
Further proving the point, a study titled "Best Practices in Quality Monitoring and Coaching" by Dr.
Jon Anton and Anita Rockwell (free download from Benchmark Portal) noted the most common
negative feelings expressed by agents regarding their quality evaluation program:
¥ They are only trying to catch me doing something wrong

The Matrix Movie Analysis
A world where everyone lives inside of a computer program that is being controlled by machines
after humans lost the war, but they are unaware that it is not the real world. A group of people that
are trying to take down this program called The Matrix. This is a movie where the magnificent
directors use theme, chemistry, and special effects to capture attention and make the one of the
greatest films ever made.
In The Matrix, there are many themes that contribute to the greatness of this film. In the movie, the
theme of freedom is expressed in many ways. When Neo takes the red pill instead of the blue pill he
had set himself free from the matrix, a program designed to keep humans trapped so machines can
use them as batteries, this shows that Neo chose the harder path of freedom rather than the easier,
yet the ignorant path of imprisonment. Another example is when Neo dies at the end of the film and
his mind had not been set free and he was still being restricted to the things he could not do in the
Matrix, but when he is brought back his mind had been completely freed and he became capable of
inhumane things, such as being able to move at incredible speeds and being able to stop bullets in
midair. Another theme in The Matrix is the theme of man vs. machine, which is portrayed all
throughout the film. At the end of the film, there is a battle between the machines and the crew of

The primary exception to this rule is the Cubs who signed Jon Lester, Dexter Fowler, Jack Lackey,

free agent that produced negative WAR in 2017 rather than 2+ WAR. As a result, one free agent

I don't find that an agent representing more than one athlete on the same team to be unethical. From
the agent's perspective, it is important for him to build his clientele thus building his reputation
amongst athletes. When an athlete hires an agent, they trust that person to handle almost all aspects

I have seen a few examples of two players that share the same agent on the same team when both
are negotiating new contracts. This creates leverage for that sports agent against the team. Surely,
that team will want to keep their star player but that price becomes steep when the same agent ups
the asking price for the less known player who also needs a new deal. An example I'll give involved
LeBron James and Tristan Thompson. They both share the same agent, Rich Paul. Another caveat is
that Rich Paul is a long time friend of LeBron James. Obviously, LeBron is one of the best players
of this generation. However, Tristan Thompson while is a good player, is nowhere near being one of

1.) Process design principles
Combine several tasks into one
Andy Carr has proposed the number of agent pools be reduced from eight to three. Having three
agent pools will simplify the main process of the call flow, which in turn will make customer service
goals easier to achieve. This also gives agents more responsibility and a clear definition of their job
function. He also wants to combine the three main LFS locations into one. This will consolidate
resources and make them easier to utilize by having one central location. By combining the three
locations into one main location it will also be easier to supervise and improve processes in house.
This also facilitates collaboration and team building. LFS will also be implementing a CTI system
that will drastically reduce the amount of time it takes to transfer a call. This system will reduce the
tasks involved with transferring a customer to another agent. Instead of the previous agent having to
email/send the customer's information to the new agent, the new agent will have all of the
customer's information automatically provided to them.
Enable workers to make decisions
To help enable employees to make decisions, Andy Carr suggested several improvements in his
proposal, including creating call blueprints, consolidation into a single location and changing to a

low the Spurs ask Duncan to go, again, as they prepare for their future without him.

As the group exchanged ideas I felt inspired to develop my qualities philosophies into something you could implement to improve your quality program today! This might sound familiar – a 100+ point quality form that covers everything from how to answer the phone to the number of times you should use the customer's name. Line by line the agent is told all the ways they could improve with a final "pass/fail" score. As Ladona Stork discusses in her article, Why You Should Stop Nit–Picking Your Call Center Rep 's Work, line by line nit–picking doesn't work. Specifically, Ladona points out 2 common issues with this approach: 1. The agent becomes overwhelmed 2. This is a movie where the magnificent directors use theme, chemistry, and special effects to capture attention and make the one of the greatest films ever made. In The Matrix, there are many themes that contribute to the greatness of this film. In the movie, the theme of freedom is expressed in many ways. When Neo takes the red pill instead of the blue pill he had set himself free from the matrix, a program designed to keep humans trapped so machines can use them as batteries, this shows that Neo chose the harder path of freedom rather than the easier, yet the ignorant path of imprisonment. Another example is when Neo dies at the end of the film and his mind had not been set free and he was still being restricted to the things he could not do in the Matrix, but when he is brought back his mind had been completely freed and he became capable of inhumane things, such as being able to move at incredible speeds and being able to stop bullets in midair.
