eBook notes.
Communities have gone from niche to mainstream over the last 20 years. The number of available platforms has gone from just a handful to a large and confusing range. Every major organisation seems to be using multiple communities to help them listen to and learn from their users, customers, viewers, voters etc. However, too many communities seem to have fallen into a rut where they are simply being used as a cheap alternative for panels or pragmatic alternative to real qual. We believe that communities are essential tools for any organisation that wants to put human-centricity at the heart of their business. But we also believe that communities need to evolve to the next level if they are to deliver what is needed. In order to evolve communities to this next level, we are proposing a manifesto for communities.
This manifesto sets out the changes that will ensure that communities will fulfil their potential over the next few years.

The shift to human-centricity is the result of an evolution from a product/service-focus to consumer-centricity, to its natural conclusion, people! Communities create long-term, two-way channels between organisations and their customers/users, and are an essential part of putting people at the heart of everything. Communities take a 360° view of people, allowing you to understand where you fit in their lives, and which of their needs and desires you could help fulfil. This is why HX (Human Experience) is so important, and why communities are vital to delivering it.
Stan Sthanunathan (Executive Vice President - Consumer & Market Insights at Unilever) https://www.research-live.com/article/features/stan-sthanunathan-on-why-quality-doesnt-matter/id/4001230
In these days of fake news, business scandals, and a growing awareness of techniques like nudging, the importance of establishing, maintaining, and growing trust is essential. Communities are built on trust and they need to be the engine of growing trust between organisations and their customers, users or members. Examples of trust include rewarding members fairly, sharing interesting and useful information back with the community, and genuinely listening to the community. Another aspect of trust is ensuring that stakeholders in the organisation have sources of information that they can trust. They need to know the insights that are generated are from real people, who have contributed meaningfully in the process – something that is hard to do with traditional panels.

A community is formed by people who share a common interest or passion. In most cases, this means communities are based on customers or users. Being a member of a community means having ‘skin in the game’. There are alternative communities of interest, such as an activity, a passion, a health condition, or a geography. But every community needs a common interest between the members, and between the members and the organisation creating the community. You can run research projects with people in return for cash incentives, but you can’t build a community without also offering intrinsic rewards (such as a sense of improving life) in addition to extrinsic rewards (e.g. cash or prizes).

Communities are built on relationships, and relationships are built on time. A community is a commitment by an organisation to work with its customers, users, viewers etc to co-create the future. A community needs to be built over time; it can’t just be a series of first dates. Building trust over time means adopting a longitudinal approach, where what people have said in the past is part of the picture. Short-term or pop-up communities have their place in research, but only as a tactical solution to a specific problem. These short-term communities should not be confused with communities of interest.
MirrorWave White Paper 2018 - https://www.mirrorwave.com/do-more-with-nps-using-mirrorwave
The need for insights is widespread, it is not located specifically in the insight department. Different and devolved teams need to be able to create and utilise research, this is what we mean by democratisation. Communities need to deliver democratised insights in a way that protects against bad practice and makes it easier to do research ‘right’. This protection is offered by creating processes that allow dispersed users to benefit from the insights, without making running the risk of mistakes.
Salomon Case Study https://www.alida.com/customer-stories/salomon
Two key elements of agile are iterative and integrated. Iterative can be summarised as less research more often, or as build/test/learn, as advocated by Eric Ries. Integrated means that multidisciplinary teams work together in ways defined by the project, not by historical job titles. Communities provide bridges between teams and customers, between teams and external specialists, and between teams and insight managers. Agile needs communities to be able to deliver in reliable and affordable ways, and communities need to deliver agile as a key priority.
Twitch story https://en.wikipedia.org/wiki/Twitch_(service)
Agile!
Insights and research need to be both broad (for example, reaching everybody using a specific product or service) and deep (allowing insights beyond the obvious to be acquired). Communities focus on depth, allowing an understanding of issues like motivations, reactions and innovations to be assessed. In order to provide breadth, communities need to be integrated with programmes such as CX, brand tracking, social media monitoring, and passive/transactional data. This combination is referred to as T-shaped research, where the community provides the deep stick of the T, and the other tools provide the cross bar of the T, the breadth.
Insights and research need to prove their value in terms of ROI, while communities can and should show their ROI. The first level of ROI is shown in terms of how much would a comparable amount of research have cost. Typically, this shows that communities provide three or more times as much research for the same amount of money. However, real ROI needs to be linked to outcomes, based on setting targets, measuring outcomes, and conducting post-project reviews.
No single solution or approach tackles every problem. Organisations have multiple needs and to meet these needs they have to connect the various data strands. T-shaped research is a good example of integration. Other integrations include linking communities to transactional data and to external suppliers (for example panel companies). When conducting quant surveys with external panels, use the same survey platform that is used for members, to boost integration and comparability. When conducting qual or UX research, recruit the participants from the community, so you can benefit from the deep profiles of community members.
A key role of a community is to build empathy between the people in the organisation and its customers, users, viewers etc. In most cases, the people who work for an organisation are not a representative cross-section of their customers. For example, the customers of most banks are not financially savvy, the viewers of TV channels at not the same as those who create and programme the content, and the users of public services are not the same as those who provide them. However, whilst empathy is important, it is not easy and communities are key to developing it.

I am in charge of supporting our brands in their need for consumer and shopper insights
We like to think in the Market Intelligence Team at Nestlé that we are the bridge between the consumers and our brands
Consumer centricity is a key element of our strategy, and a challenging one in a world that keeps evolving always faster
The latest big change that strongly impacted the life of our consumer is COVID.
It raised series of questions such as:
Is it safe to go shopping?
Am I taking care of my body and my mind as I should
Will homeworking remain a norm?
All of these elements deeply impacts our consumers behaviour, their habits, the way they consume, shop, live…
Consumer centricity is always strategic, but even more when strong changes strike. It is important to
- Understand how these changes impact your consumers
- Remain agile to be able to adapt to these fast changes
Yet, when you are a company of the size of Nestlé it can be tough to keep in touch with your consumers. It is thus really important to keep the conversation going
For a country like belgium, with all the complexities related to the fact that we are a federal state with 3 different communities (dutch speaking, french speaking and dutch speaking), it is important to have a local understanding of our consumer. Have fresh insights that come directly from the consumer to us.
1) To do this, Potentiate was a great help for us to:
Co-create together with our consumer, in the idea of consumer-actor. We are able to practice active listening instead of a top-down communication
Thanks to that we develop solutions that answer very specific issues of our consumers
Which allows us to create much more value, to compete with Private Labels (who can only focus on price).
2) Thanks to their tool we developed templates that help us predict future trends like
Punctual one-shot studies to answer specific problematics (this year we did several for our confectionery department, for Garden Gourmet to raise insights about vegetarians and vegans in Belgium, etc…)
Evolutive measures: Barometers (consumer and shopper)
Everything we are talking about is already happening somewhere. But, nobody is doing all of these elements and the points of the manifesto to to collect all of these elements together and to make them the norm.
Note, in Europe this slide should be delivered by Matthieu, who should present it it Australia and North America?
